Contact Center Leadership: Lead a Team That Serves Customers Well

Signature Course No. 250 — A Signature AI Socratic Coaching Course.

New

No experience needed — your coach starts where you are.

An agentic, mastery-based AI learning platform.

A New Kind of Learning

Socratic coaching, delivered by an agentic AI coach.

Not a course you watch. An AI coach you work with.

The Lighthouse Coach begins by discovering how you think about the subject, teaches what is missing, and gives you realistic practice before asking you to prove that you can use it. You may test out of concepts you already understand, while capstones turn the learning into a practical plan, decision, conversation, or other real-world result.

The curriculum is deliberately authored; the AI delivers it through coaching. It is not an AI randomly generating lessons.

Meet The Lighthouse Coach

A coach that teaches by asking — not by lecturing

The Lighthouse Coach is an AI Socratic coach built on Cognosco Learning's Contact Center Leadership: Lead a Team That Serves Customers Well course, in the Sales, Service & Revenue category. It does not play videos at you. It holds a conversation: it asks you a question, listens to your answer, names the misconception it hears, affirms what you got right, and asks the next question — the way a great coach works in the room.

A contact center is a factory whose raw material arrives uninvited. Its product is a conversation. Leading one well is a double discipline: run the flow — forecast the demand, build the queues, staff to the interval — and lead the work — define what a good contact looks like, gather honest evidence of it, and coach people toward it call by call.

You learn the operating model whole, on one running center. Truax, a fictional benefits-administration company, and its director Brenda Kaminski: three queues, a stipulated figure ledger, a Monday peak carrying 48.5 Erlangs, and the staffing arithmetic — occupancy, shrinkage, the gross-up to 88 scheduled — shown with its working so you can recompute every figure.

Then you build the leadership system on top of the flow. Metrics read in pairs, monitoring run as coaching evidence with its trust cost named, scorecards that tell the truth, coaching that changes the next call, support through the hardest contacts, channels beyond voice, technology as servant, surge leadership, and the weekly review that holds it all together.

It works in two movements. First, Module 1 — Run the Flow: Queues, Demand, and Staffing — work through Concepts 1–9, finishing with The Peak-Ready Plan; then, Module 2 — Lead the Work: Quality, Coaching, and Improvement — work through Concepts 10–18, finishing with The Thirty-Day Quality and Coaching Plan.

Both capstones produce real artifacts — The Peak-Ready Plan, a one-page operating plan for Truax's Monday peak that a workforce lead could run without the director in the room; and The Thirty-Day Quality and Coaching Plan, a dated, owned plan — sampling rules, calibration, the scorecard, the coaching rhythm, and the metric pairs reviewed weekly — ready to run on Monday.

The honesty discipline is part of the course. Monitoring is taught as coaching evidence, never surveillance — its trust cost is named wherever it appears. Metrics are read in pairs, no service-level or cost result is promised for your center, and no platform's current features or prices are taught as fact: vendor facts are verified current before anyone acts on them.

The course is self-paced and always on — roughly 30 minutes per concept, about 9 hours in full, taken in as many sittings as you like. You can type your answers, or talk out loud: the Voice Coach speaks its questions and listens to your spoken replies. Learners who already know the material can test out concept by concept.

Contact Center Leadership: Lead a Team That Serves Customers Well is part of The Lighthouse Signature Series — the online counterpart to the one-day, in-person learning Cognosco Learning has delivered since 2002.

The Method

Diagnose → Learn & Practice → Prove → Capstone

Every learner moves through the same discipline a Cognosco instructor would insist on in the room.

1

Diagnose

The Coach starts where the course starts: with what you actually bring. A contact center is four things in a loop — arrivals, a queue, service, and an exit — and most of what ails a center is flow, not effort. Every concept opens with three questions that locate where you actually stand, and your answers shape how deeply the Coach works the concept with you. Everyone begins with Module 1 — no skipping the foundations you only think you have.

2

Learn & Practice

Work each concept in conversation with the Coach — spoken or written — then practice it against realistic situations until it holds up.

3

Prove

Every concept ends in proof: answer the check cold and demonstrate the skill. Know it already? Test out and take credit immediately.

4

Capstone

Finish with two capstones — The Peak-Ready Plan for Module 1 and The Thirty-Day Quality and Coaching Plan for Module 2 — that pull the whole course together, and earn the certificate.

The Path

From first question to finished work

1

Start where you are

Your coach opens with questions, not a lecture, and finds what you already know. Anything you can already prove, you can test out of — you only study what you have not yet mastered.

2

Learn concept by concept

18 concepts, in two modules, about 30 minutes each, in conversation — you speak or type, the coach responds to what you actually said, and you move on only when the learning holds.

3

Prove it on your own work

You finish with two capstones — The Peak-Ready Plan and The Thirty-Day Quality and Coaching Plan — completed as real work products drawn from your own workplace situation, not a made-up case study.

Module One: Run the Flow: Queues, Demand, and Staffing. Module Two: Lead the Work: Quality, Coaching, and Improvement.

Capabilities you’ll gain

  • Run the flow: design queues by customer intent, read demand's shape, measure handle time honestly, and turn a forecast into offered load and a defensible staffing plan
  • Staff and schedule to the interval: occupancy, shrinkage, and service level handled truthfully, schedules people can work, and a live queue managed and recovered in real time
  • Lead the quality of the work: metrics read in pairs, quality monitoring run as fair coaching evidence, scorecards that tell the truth, and coaching that changes the next call
  • Sustain and improve the center: support agents through difficult contacts, run channels beyond voice without chaos, keep technology in its servant's place, lead surges honestly, and hold the weekly operating review

Finish, and you earn a certificate of completion for this course — verifiable online by anyone, anywhere.

The Course Content

What You'll Learn

A flow system before anything else. Demand arrives in queues, waits or is served, and leaves resolved or unresolved — and a leader who cannot tell a flow failure from a people failure will fix the wrong one at the wrong people's expense.

Module 1 teaches you to run the flow. Queues by intent, demand's shape, honest handle time, offered load in Erlangs, occupancy and shrinkage, schedules people can work, intraday recovery, and access read as a trio.

Module 2 teaches you to lead the work. Paired metrics, fair monitoring and calibration, truthful scorecards, coaching on the real call, wellbeing through difficult contacts, written channels, servant technology, and surge leadership.

And it builds your own standard. The weekly operating review — fixed blocks, an evidence pack of paired numbers, commitments logged and revisited — run so the center's standard survives your absence.

What you will learn

  • Staff and schedule to the interval: occupancy, shrinkage, and service level handled truthfully, schedules people can work, and a live queue managed and recovered in real time
  • Lead the quality of the work: metrics read in pairs, quality monitoring run as fair coaching evidence, scorecards that tell the truth, and coaching that changes the next call
  • Sustain and improve the center: support agents through difficult contacts, run channels beyond voice without chaos, keep technology in its servant's place, lead surges honestly, and hold the weekly operating review

Who It's For

Built for people who lead contact centers

Directors and managers — who own service levels, budgets, and quality outcomes, and want the operating model whole rather than in fragments.

Team leaders, supervisors, and workforce and quality leads — who run a queue day to day, coach agents, watch the board, and do the forecasting, scheduling, monitoring, and calibration this course is built on.

Leaders moving into a contact center from another operation, and owners standing up a first center — who know how to lead people and need the center's distinct model: its queues, its intervals, its evidence. The course assumes no mathematics beyond ordinary business arithmetic; it assumes you lead, or are about to lead, people who handle customer contacts.

Good Questions

Before you enroll

What is a Socratic coaching session?

A conversation, not a video. Your coach asks a question; you answer — out loud by voice, or by typing — and the coach responds to what you said: naming the misconception it hears, affirming what you got right, and asking the next question. You advance only when you have mastered each concept, so a finished course means the learning held.

How long does it take — and how long do I have?

About 30 minutes per concept, roughly 9 hours in full. Learn in sittings of any length; your progress is saved as you go. You have a full year from purchase to finish, and you can revisit and retake within that year.

What does the certificate verify?

That you completed every concept and both capstones of this course. Anyone can confirm a Cognosco certificate online — enter its certificate ID on our verification page.

What if it isn't for me — what are the refunds?

If you have not started, cancel for a full refund within seven days of purchase. Once you have started, there is no cash refund — stop before finishing and we credit the full amount you paid toward any other course in the library (credit valid one year from your original purchase). Once you complete the course, no refund or credit applies.
